Atlassian recommends reusable responses that remain human, relevant, and easy to find. Its canned-response best-practices guide is a useful baseline for any library, native or app-based.
Govern the library, not every sentence an agent writes
Central management should make safe work easier. It should not force agents to send a rigid answer when the customer’s context is different. Treat each template as an approved starting point: the stable facts, tone, and process belong to the library; the final explanation belongs to the sender.
Define three lightweight roles
- Owner: accountable for accuracy, policy alignment, and retirement.
- Contributor: proposes improvements based on real tickets and agent feedback.
- Sender: selects, reviews, personalizes, and sends the final response.

Use a naming system people can search
Name a response for the situation an agent recognizes: “More information needed,” “Access approved,” or “Resolved — please confirm.” Avoid internal document codes as the first words. Use a short folder list based on customer intent, and include distinctive terms in the response name rather than creating deep folder trees.
Create a simple review rhythm
- Before publishing: verify facts, links, variables, visibility, files, and any workflow action.
- After the first ten uses: ask senders what they repeatedly changed or could not find.
- Quarterly: remove duplicates, stale policies, and low-value replies.
- On policy change: update the shared source immediately and communicate what changed.
Keep higher-risk actions visible
A template can prepare a field update or transition, but the sender should see the resolved reply and proposed action before confirmation. Start small
